How to document a withdrawal problem: what to collect before you write a complaint

A complaint backed by timestamps, screenshots and a clear timeline is resolved faster than one backed only by frustration. A checklist of evidence, a timeline template and a complaint structure.

When a withdrawal gets stuck, the first urge is to send customer support an angry message. The second urge is to send several. Both are understandable, and both damage your own case. A support agent reading the third angry message saying “you stole my money” is not looking for evidence. They reach for a standard reply.

The better approach is to write one clear complaint with facts and timestamps that is hard to answer with a standard reply. For that you need evidence, and you have to collect it as soon as the problem appears, not two weeks later when the casino may already have changed its terms. This guide gives you a list of what to collect, a timeline template and a complaint structure.

Before anything else: make no new deposits

If you have a stuck withdrawal on your account, do not deposit any more into it, even if support suggests it “to verify the account”. Do not play through the stuck amount either, even if it feels like the only way out. If you feel you need a break, that is entirely reasonable: you can find help from the 15410 helpline, the peaasi.ee portal and our responsible gambling page.

Evidence to collect

1. Screenshots of the withdrawal request and its status

Save every screen that shows the withdrawal amount, status, date and time. On a phone or computer the time is usually visible in the screenshot; if not, take the shot so the clock is visible. Take a new screenshot every time the status changes, and again a few days later if it does not change: no change is evidence too.

2. A copy of the terms and conditions

Casinos change their terms. Save the terms and the bonus rules as they are at the moment the problem arises: as a PDF or as dated screenshots. The sections on withdrawals, bonuses, account closure and KYC matter most. How to read the terms is explained in the freespin.ee guide.

3. All communication with customer support

Save every email, chat and a summary of every call. Ask for the chat transcript to be emailed to you (most chat tools offer this). For phone calls, note the date, time and the agent's name. If someone has promised something that is not in writing, ask for written confirmation: “I confirm that, according to you…”.

4. Bank statement and transaction details

Download a bank statement that shows your deposits and that the withdrawal has not arrived. If the casino claims the withdrawal has been sent, ask for the transaction ID and the recipient details. You will find a pattern for reading a bank statement in the pangakasiinod.ee article. If a card payment ends up in dispute, the bank may in some cases consider a chargeback, but this is not guaranteed and depends on the conditions, so ask your bank rather than assume.

5. Proof of submitting KYC documents

Save what, when and in what form you submitted to the casino, and every confirmation or rejection. This is the most common point of dispute: the casino claims the documents were incomplete and you cannot prove they were in order. What casinos usually ask for is described in the article KYC documents, and how KYC affects a withdrawal is covered on the KYC check page.

6. Bonus and game history

Save proof of the bonus activation, the wagering progress and the history of your latest bets. Very often a withdrawal is stuck because of a bonus condition, for example a breach of the maximum bet rule. If that is the reason, it is better to know it yourself before the casino tells you. Timeline template

The timeline is the backbone of the complaint. It makes a complicated story readable in three minutes. Keep it as a table or a list, one line per event:

  1. Date and time.
  2. What happened. One factual sentence: “I requested a withdrawal of 150 euros via Trustly.”
  3. Evidence. A reference to a screenshot or email: “Screenshot 1”.
  4. Casino's reply. If there was one, an exact quote.

Example:

  • Monday, 10:12. Requested a €150 withdrawal. Status: “pending”. Evidence: screenshot 1.
  • Monday, 15:40. Status still “pending”. Evidence: screenshot 2.
  • Tuesday, 09:05. Wrote to customer support. Evidence: email 1.
  • Tuesday, 11:30. Reply: “Your withdrawal is under review.” Evidence: email 2.
  • Wednesday, 10:00. Status still “pending”. Evidence: screenshot 3.

Once the timeline is ready, you have a clear picture of how long the problem has lasted and what the casino has said. Compare it with the time the casino itself promises: if the casino says “up to 48 hours” in its terms and your case is 6 days old, that is grounds for a complaint. Typical withdrawal times are explained on the casino withdrawal time page, and the withdrawal limits page helps you check that the amount fits within the limits.

How to write the complaint

A good complaint is short, fact-based and asks for one specific thing. Recommended structure:

  1. Subject: “Withdrawal delay: request 12.10, €150, account [username]”.
  2. Two-sentence summary: what happened and what the problem is.
  3. Timeline: as bullet points, with references to the evidence.
  4. The casino's own term: quote the section you believe has been breached.
  5. A specific request: “Please approve the withdrawal or give a written reason why it has been suspended, by Friday at the latest.”
  6. Attachments: screenshots, emails, statement.

Keep the tone polite and businesslike. Emotion is not wrong, but it does not help. Do not take the dispute to a public channel before the official routes have been tried: a public post may give the casino a reason to close your account, and it usually does not speed anything up.

Where to turn next

If customer support does not resolve it, there are two further levels.

1. The casino's official complaints process. Many casinos have a separate complaints department or an “escalation” address; the terms usually contain a section about it. Use it and set a deadline in your message.

2. The licensing authority. Here everything depends on who licensed the casino:

In every case: do not let anyone “recover your money” for a fee. That is a well-known second wave of fraud. And if your dispute involves taxation or crypto, they have their own rules: see the taxation article.

What this is not: legal advice. If the amount is large, it is worth consulting a lawyer or a consumer adviser.

What to do next

Keep the evidence for at least a year and do not delete any account before the problem is resolved. And once the problem is solved, it is worth reviewing what would have prevented it: often it is the five mistakes that slow down a withdrawal, or skipping KYC. When choosing a new casino, the simplest protection is to keep a small balance, make a test withdrawal before a large amount and read the terms. Frequently asked questions

How long should I wait for a withdrawal before complaining?

Compare it with the time the casino itself promises. If that has been exceeded and the KYC and bonus conditions are met, it makes sense to write to customer support. The goal is a clear timeline, not a long wait.

Is a screenshot evidence?

It is useful evidence together with the date, time and other documents. The best is a combination: screenshot, email, bank statement and a copy of the terms.

Should I post publicly on a forum or social media?

Only after trying the official routes. Before that, a public post gives the casino a chance to deny the dispute, and it usually does not speed up the resolution.
